About the role:

As our BPO Workforce Manager, think of yourself as the strategist who keeps our operations smooth, efficient, and always one step ahead. You’ll monitor email queues, manage backlogs, minimize phone wait times, and ensure every customer interaction is timely and efficient. The goal? Operational excellence—enhancing workflows, reducing Average Handling Time (AHT), and balancing resource allocation for maximum impact using data-driven strategies.

Imagine your role as a Workforce Manager:

You’re at the center of everything—overseeing real-time performance, analyzing trends, and collaborating with BPO partners and internal teams to drive continuous improvement. You will be the go-to expert for optimizing resources and making data-backed decisions that fuel our growth.

YOUR MISSION (IF YOU ACCEPT IT): 🥇

Workflow Optimization

- Identify bottlenecks and inefficiencies through data analysis and develop solutions to streamline processes.

- Partner with teams across the company to implement changes that enhance productivity and reduce AHT.

Performance and Data Analysis

- Maintain scheduling accuracy and use forecast vs. actual analysis to identify gaps and improve staffing models.

- Leverage advanced data tools and methodologies (e.g., Python, SQL, Power BI, or similar) to drive predictive modeling and optimize resource planning.

- Build data visualization dashboards and reporting frameworks to monitor performance trends and provide insights for strategic decision-making.

Partner Collaboration

- Act as the primary liaison for BPO partners, aligning shared goals for performance enhancement.

- Work with partners to implement data-backed workforce strategies, improving efficiency and reducing costs.

Continuous Improvement

- Lead data-informed initiatives to enhance operational efficiency and forecasting accuracy.

- Develop scalable WFM processes using statistical analysis, predictive modeling, and historical data trends to adapt quickly to changing demands.

Real-Time Monitoring

- Track email queues, chat, and phone wait times, implementing strategies to minimize delays.

- Monitor daily staffing, schedule adherence, and SLAs, providing actionable, data-driven reports to stay ahead of demand.

  • Workflow Optimization:
  • - Spot bottlenecks and inefficiencies, developing solutions to streamline processes.

    - Collaborate with teams across the company to implement workflow enhancements, boosting productivity and reducing AHT.

  • Performance Analysis:
  • - Maintain scheduling accuracy across all departments.

    - Analyze forecast vs. actual data to identify gaps and opportunities, aligning resources to meet demand.

  • Partner Collaboration:
  • - Be the primary point of contact for our BPO partners, fostering strong relationships and communication.

    - Work together with BPOs on shared goals for optimizing workflows and enhancing performance.

    - Monitor daily staffing levels, attendance, and schedule adherence, ensuring teams are prepared to meet every demand.

  • Continuous Improvement:
  • - Lead initiatives aimed at enhancing efficiency and reducing operational costs.

    - Drive ongoing improvements in operational processes to keep us agile and responsive in a fast-paced environment.

  • Workforce Management Expertise: At least 5 years of experience in WFM within call centers or customer service, with a strong focus on BPO operations and data-driven decision-making.
  • Data Proficiency:
  • - Advanced skills in tools like SQL, Python, or similar for data analysis and process automation.
  • - Experience with data visualization platforms (Power BI, Tableau) to create actionable insights.
  • - Expertise in predictive modeling, trend analysis, and forecasting at interval-level granularity.
  • Analytical and Problem-Solving Skills: Ability to translate complex data into clear, actionable insights and make proactive recommendations for performance improvement.
  • Communication and Influence: Strong collaborator who can present and explain data insights and strategies effectively to technical and non-technical stakeholders.
  • Proactivity and Initiative: Solution-oriented with a passion for continuous improvement and operational excellence.
